Everyone thought we were losing the customer because of price.
They were wrong.
A customer was approaching renewal, and internally the assumption was clear: a competitor with lower pricing was pulling them away.
On paper, it made sense.
But assumptions have a way of sounding like facts until you have the conversation that matters.
So instead of negotiating on price, I picked up the phone.
I asked a simple question:
"Can you help me understand what's making you hesitate?"
The answer surprised me.
The customer wasn't looking for a discount.
They wanted a relationship.
They shared that they had been ready to renew, but their previous experience had left them feeling unimportant. Communication had been inconsistent, follow-ups were infrequent, and there was a lingering concern that once they renewed, history would repeat itself.
Their hesitation wasn't about the product.
It wasn't about pricing.
It was about trust.
We spoke openly about their past experience. I acknowledged where we had fallen short, apologized for it, and committed to being accessible and engaged throughout the partnership.
That conversation changed everything.
The customer renewed—and doubled their monthly commitment.
More importantly, it changed the way I think about Customer Success.
Dashboards, reports, and internal discussions are valuable, but they can never replace direct customer conversations.
Because from a distance, we make assumptions.
Up close, we discover the truth.
